General Manager,\u00a0Paul Sansone III (PS3),\u00a0brought experience from a sister store that<\/span>\u00a0relied on a competitor\u2019s call tracking solution. While calls were visible, outcomes\u00a0weren\u2019t\u00a0always surfaced in a way that made follow-through easy<\/span><\/b>. Missed appointments and coaching opportunities could be\u00a0identified, but they\u00a0<\/span>weren\u2019t\u00a0consistently delivered to the right people<\/span><\/b>\u00a0at the right time.<\/span>\u00a0<\/span><\/p>

At Keyport Kia, the focus shifted to execution. The team needed missed opportunities surfaced clearly, coaching insights pushed directly to salespeople, and reporting that supported daily accountability without adding manual work for managers.<\/span>\u00a0<\/span><\/p>

1<\/span> Defined Clear Call Routing and Ownership<\/span><\/span><\/strong><\/h5>

One of the first changes Keyport Kia made was defining exactly how inbound calls should flow through the store.<\/span>\u00a0<\/span><\/p>

Sales calls were routed directly to the sales team rather than a BDC, with calls ringing to all salespeople to improve pickup and reduce unnecessary transfers. When a caller asked for a specific person, the call was not blindly transferred. The person answering the phone confirmed availability first and completed a warm transfer when possible, ensuring the caller was properly handed off rather than sent to voicemail. If the requested individual was unavailable, the call was handled\u00a0immediately\u00a0or intentionally\u00a0forwarded, including forwarding to a cell phone when\u00a0appropriate.<\/span>\u00a0<\/span><\/p>

By eliminating blind transfers and clearly defining ownership by role and phone line, it became easier to see where calls were being answered and where breakdowns occurred.<\/span><\/p>

2<\/span> Monitored<\/span> Connect in Real Time and Acted Immediately<\/span><\/span><\/strong><\/h5>

Instead of waiting to review Connect at the end of the month, the team paid attention to it as calls came in.<\/span>\u00a0<\/span><\/p>

PS3 reviewed Car Wars data daily, monitoring unconnected calls as they happened. If multiple calls were missed by mid-day, the team addressed it immediately rather than waiting until the end of the week. Missed calls became something to fix in the moment, not something to explain later.<\/span><\/p>

3<\/span> Made Missed Calls and Missed Appointments Actionable<\/span><\/span><\/strong><\/h5>

Missed calls were\u00a0designated\u00a0as\u00a0required\u00a0follow-up.<\/span>\u00a0<\/span><\/p>

When a call was missed, it was surfaced and sent directly to the\u00a0appropriate team\u00a0members. Missed opportunities were routed to both the BDC team and desk managers, ensuring accountability and follow-through.<\/span>\u00a0<\/span><\/p>

Rather than asking \u201chow many calls were missed,\u201d the focus shifted to \u201cwhich missed calls need to be worked right now.\u201d This ensured customers who didn\u2019t connect initially were contacted again and not lost due to silence.<\/span><\/p>

CRISP Certification became the standard for how calls were handled.<\/span>\u00a0<\/span><\/p>
